Playbooks: coach to your standards, not generic ones

Coaching is only as good as what it's coaching toward. Playbooks set the goals, talking points, and objection answers per call type — sales, trade-in, financing, service — so a trade-in call is scored on getting the trade details, building excitement about the offer, and setting the on-site appraisal, while an appointment call is scored on locking a day and time and getting a firm commitment to show. Change the playbook and the whole floor's coaching changes with it, no memo required.

Keyword watchlists: the words that should never slip by

Some words demand a manager's eyes the same day: cancel, refund, lawyer, competitor names. A watchlist catches them — semantically, so “I need to get out of my lease” trips the “cancel” watch even though the word never appears.
